Engineers are the wrong people to answer the phone

Not because they can’t. Because every interruption costs far more than the call itself: the context switch, the thirty minutes of getting back into the problem, the ticket that was almost finished.

And a good share of inbound support calls don’t need technical knowledge at all. What the first line does

Captures the issue properly. Exact error text, when it started, how many people it affects, what changed recently, what they’ve already tried. The questions you’d want asked, in the order you’d ask them.

Applies your triage. Priority by your matrix, not by how insistent the caller is. A single user with a password problem and a site-wide outage get different treatment, and the caller is told which one they are.

Routes or escalates. Into your ticketing queue with the details attached, or straight to the on-call engineer if it clears your escalation bar. Every escalation attempt logged.

Closes the loop with the caller. What was logged, what priority, and when they’ll hear back — so nobody calls twice for a status update.
